Scenario design
Define a realistic customer need, permitted actions and what each interaction should reveal.
CXM SOLUTIONS
Understand how service standards show up in practice.
Mystery shopping examines defined customer scenarios through a consistent observation framework. CXM helps organizations assess enquiry handling, service interactions and follow-up across agreed channels and locations.
WHEN THIS WORK IS USEFUL
A focused engagement starts with a specific problem your team needs to understand.
THE REVIEW SCOPE
Define a realistic customer need, permitted actions and what each interaction should reveal.
Translate service expectations into clear, consistently applied criteria rather than vague impressions.
Agree which telephone, digital or in-person interactions to examine and how the sample will be selected.
Where included, examine what happens after the first interaction and how issues are acknowledged and resolved.
FROM EVIDENCE TO A DECISION
The proposal confirms which outputs are included and how much depth your engagement needs.
DEFINE YOUR SCOPEScenario records using the agreed criteria, with factual observations distinguished from interpretation.
A view of recurring strengths and gaps across the sampled interactions, with sample limitations clearly stated.
Findings your team can use to review standards, information, coaching needs and follow-up processes.
HOW THE WORK COMES TOGETHER
Set objectives, sample, permitted scenarios and relevant operational constraints.
Check that observations will be useful and comparable before the programme begins.
Carry out agreed interactions and review evidence for consistency and completeness.
Connect findings to operational priorities and possible follow-up measurement.
BEFORE WE BEGIN
Bring your priorities and constraints. The first conversation helps define the right scope.
A sample reveals what occurred in the interactions reviewed. It does not prove that every customer has the same experience. Coverage, timing and sampling limits must be considered before drawing wider conclusions.
Recording is not assumed. Any evidence-capture method is agreed in advance and must meet the requirements applicable to the interaction. The programme can be designed around written observations.
Observations are most useful alongside other evidence when reviewing service processes and support needs. An isolated interaction should not be presented as a complete assessment of an employee or location.
